Design for real human needs first - customers, teammates, stakeholders - or the change will not stick.
Key Concept
- A process that ignores the people inside it gets worked around by Friday.
- Level 1: If a new rule ignores how real people actually work, they will find a workaround by Friday - like a path worn through grass because the sidewalk missed where people walk.
- Level 2: People-centered design means the process must fit humans inside it - ignore them and workarounds appear immediately.
- Level 3: A policy that fights real workflow gets routed around - design for how people actually move, not the org chart fantasy.
- Level 4: Pilot with the people who must live in the rule - if they invent a bypass in week one, the design failed, not the staff.
- Level 5: Safety by Design and Staged Rollout assume the same test - Normalization of Deviance starts when the official process and the lived process diverge.
- People-centered design keeps actual needs in front - what slows a nurse down, what confuses a new hire, what a customer is trying to finish - before I optimize the chart or the slide.
- Listen Before Fixing and Psychological Safety are prerequisites: you cannot design for people you did not hear.

- The clinic rolled out a new chart template nobody could finish during a shift - people-centered design was watching one nurse chart for twenty minutes, then cutting three fields.
- Our checkout ‘improvement' added steps customers hated - people-centered design was shadowing three checkouts and removing the extra tap, not defending the flowchart.
